Almost every seller on a marketplace eventually gets a negative review. It stings, but a bad review can actually work in your favor. Here are three rules for replying to negative reviews on Ozon that apply to any marketplace.
Some buyers leave a negative review because delivery was a little late, or because the pickup point staff were not friendly enough. Sometimes a product arrives in damaged packaging, or the wrong item shows up entirely (you ordered white socks and got black ones). The seller cannot control every one of these situations.
You will never please every single buyer, and different buyers value completely different things. But you can reduce the chance of negative comments about your product, and when one arrives, you can turn it into a reason for the buyer to stay satisfied. That sounds unrealistic, but it is doable.
Rule 1. Never reply to negativity on emotion
Nobody likes hearing bad things about their work, especially when it is not their fault. The instinct is to argue back, or to say exactly what you think about the person who complained.
So when a low rating and a bad review come in, calm down first. Step away from the screen, breathe, drink some water. Only once the emotion has passed should you act, with a cool head.
Rule 2. Always reply to reviews
When someone is choosing a product and sees a bad review, they will probably hesitate. That is natural, because everyone wants a quality product. If the bad review gets a detailed reply that actually solves the customer's problem, other buyers will form a positive impression of you.
Very important: do not use outdated template replies. They push people away and do nothing to clarify the situation.
In your reply to a bad review, always address the customer by name. Then thank them for the feedback (even if you do not feel grateful), and state as politely as possible whether the situation was on your side or something you could not influence. In the second case you can simply leave that out, because an upset customer often just wants to know they are right.
Either way, apologize and say you are sorry this happened. Then try to find concrete ways to solve the problem.
Rule 3. Offer a solution to the problem
The options depend on what the review says. For example, you can offer to take the item back, replace it, repair it, or walk the customer through how to use it correctly. As compensation you can also offer a discount on the next purchase or some kind of bonus.
Interestingly, most of the time simply providing more information about the product solves the customer's problem right away.
Sometimes there is nothing you can do to fix the customer's problem. In that case, acknowledge it, sympathize with the customer, and express hope that they will come back to your store in the future and have only a positive experience.
Every review, positive or negative, is a chance for the seller to show that they are open to dialogue, willing to meet people halfway and ready to solve problems. Remember too that criticism of your product or service is a chance to grow and improve. Treat it as experience and use it to your advantage.
